Technical Account Manager

• OWN THE TECHNICAL SUCCESS OF TOP TIER CUSTOMERS
• Act as the dedicated technical point of contact for a portfolio of strategic top tier customers.
• Lead the technical handoff from Sales Engineering to ensure continuity from implementation into ongoing operations.
• Build deep relationships with technical stakeholders, architects, platform owners, and engineering leaders.
• DRIVE PLATFORM HEALTH, SCALABILITY, AND PERFORMANCE
• Continuously assess customer deployments to identify risks around scalability, reliability, performance, and maintainability.
• Provide strategic recommendations for platform improvements, upgrades, optimizations, and architectural changes.
• Guide customers on automation and workflow best practices when they impact platform performance, reliability, or scalability.
• MANAGE ESCALATIONS AND OPERATIONAL EXCELLENCE
• Oversee technical support intake, issue management, critical incidents, and high-severity support cases.
• Coordinate cross-functional responses with Support, Product, Engineering, and Customer Success teams.
• Keep customers informed with timely communication, clear resolution plans, and proactive risk management.
• TURN CUSTOMER INSIGHTS INTO CONTINUOUS IMPROVEMENT
• Analyze support activity, recurring issues, usage patterns, and operational risks to drive preventative action plans.
• Triage technical product issues, bugs, and feature requests, ensuring feedback is accurately captured internally, and tracking through to completion with product & engineering.
• Share structured customer insights with Product and Engineering to improve platform outcomes at scale.
• Identify and address technical product gaps surfaced by enterprise customers, from triaging bugs and feature requests to contributing lightweight fixes, workflow improvements, or pull requests where appropriate, partnering with Product and Engineering to get high-impact improvements adopted.

• Act as the trusted technical advisor for assigned accounts, understanding their business goals and how our solutions support them.
• Provide proactive technical guidance and support throughout the customer lifecycle, from implementation to renewal.
• Collaborate with Sales, Product, Engineering, and Support teams to deliver a seamless customer experience.
• Own and manage technical escalations, ensuring timely resolution and customer satisfaction.
• Conduct regular account reviews and roadmap sessions to communicate product updates, gather feedback, and ensure alignment.
• Identify opportunities for upselling or expansion based on customer needs and usage patterns.
• Monitor and report on account health, usage metrics, and support trends.

• Monitor and manage progress toward resolution of customer technical issues to maintain service continuity
• Analyze process flows and tool applications to identify and implement improvements enhancing customer experience
• Coordinate resources to resolve sensitive or chronic technical problems, minimizing escalations
• Provide timely feedback to management on customer trends, issues, and needs to support decision-making
• Also responsible for other duties/projects as assigned by business management as needed

• Develop relationships with key business and IT stakeholders and become an expert on customers’ implementations by understanding their top business goals and priorities
• Understand customers' technical infrastructure, hardware, processes, and products
• Deliver key portfolio updates and assist customers with product upgrades
• Inform customers of technology changes or potential disruptions to their service and advise them on mitigation strategies
• Perform initial or secondary investigations and respond to online and phone support requests
• Troubleshoot technical issues and guide issue escalation with Red Hat and customer teams
• Provide advice and guidance to customers about their current and future use of Red Hat’s offerings
• Perform technical reviews and share knowledge to proactively identify and prevent issues
• Manage customer cases and maintain clear and concise case and customer documentation; craft customer engagement plans
• Build a sense of trust with customers and serve as their advocate within Red Hat
• Engage with Red Hat Engineering teams to help develop solutions, based on customer engagements, as well as personal experience, that guide platform adoption
• Ensure a high level of customer experience with each qualified engagement
• Analyze and present periodic reviews of operational performance to customer leadership
• Establish and maintain parity with Red Hat’s open hybrid cloud strategy
• Deliver trainings and presentations to customers’ staff
• Travel, as necessary, to visit customers or internal events

Technical Account Manager – Platform

• Lead enterprise onboarding sessions and technical discovery with full accountability for outcomes
• Configure the CommandLink ITSM platform: services, workflows, automation rules, escalation policies, and reporting
• Design and implement alerting and monitoring policies aligned to SLAs/SLOs
• Own integrations with external ITSM systems (ServiceNow, Jira, Freshservice) via APIs/webhooks
• Act as the primary technical owner for assigned enterprise accounts — accountable for adoption, satisfaction, and technical success
• Guide customers in adopting ITSM workflows, monitoring, and AIOps capabilities
• Run QBRs and proactively deliver improvement plans, not just recommendations
• Troubleshoot and resolve workflow, alerting, and integration issues with urgency and precision
• Join customer-facing sales calls as the technical authority on ITSM, monitoring, and workflow automation
• Collaborate with sales engineers to design solutions and ensure requirements are fully addressed
• Deliver platform demos that clearly showcase execution-ready solutions
• Takes on additional responsibilities and projects as needed to support the success of the team and organization.

• Establish long-term relationships within assigned accounts while developing an understanding of the client’s strategic goals and overall impact on mission and operational outcomes.
• Provide project leadership, coordination, and architectural guidance for the customer’s cybersecurity, Zero Trust, and Illumio product initiatives in DoD/Military environments.
• Help customers avoid and/or mitigate issues with proactive guidance based on extensive customer experience.
• Lead and drive challenging requests across simultaneous client engagements, coordinating across customer stakeholders and internal Illumio teams.
• Be a customer advocate within Illumio to ensure escalations are resolved in a timely fashion.
• Collect metrics and develop reports that illustrate program health and progress.

Staff Technical Account Manager

• Assume the role of expert and specialist, trusted with the responsibility of managing and nurturing your designated client portfolio.
• Review impact of new features and fixes and assess those against customers organizational needs
• Assist in configuring Varicent specific solutions based on customer requirements as requested
• Generate and communicate monthly performance and support metric reports
• Analyze usage data and metrics to identify remedial actions required
• Help implement remedial actions for proactive maintenance
• Support other team members by troubleshooting errors, bugs &amp; technical hurdles and advising on best practice for optimizations - upskilling the team in the process
• Take initiative in identifying growth opportunities
• Collaborate with our team to achieve sustainable project and product growth
• Participate in Success Planning Workshops to drive Customer Success initiatives through Customer Success Planning
• Work with internal stake holders to review change management process and propose future state where possible

• Build strong client relationships, understand their needs, and deliver technical expertise and support.
